The questions it asks, in order

Built from how retail store calls really go. Every question has a reason, and it skips anything the caller already said.

Quick mode (stock check):

  1. "Thanks for calling store_name. What can I help you find?"
  2. "Do you have a brand or model number?" (or SKU from the website)
  3. "Is this for pickup today?"
  4. Live lookup: "We show qty in stock in aisle as of time. Want me to text you the aisle?"
  5. If no lookup: "I'll connect you to department." (warm transfer with summary)
  6. If out: "It's out here. other_store shows qty, or you can order online for ship_option. Want the link?"
  7. "Anything else?"

White Glove:

  • "Happy to help. Tell me what you're working on and I'll find the right department."
  • "That model also comes in variant. Would that work?"
  • "Would you like a team member to hold it at customer service?" (only if owner allows holds)
  • Full read-back of item, store and pickup info.

Calls it handles

  1. "Do you have item in stock?" Agent looks up by name/SKU if live lookup exists; gives aisle and count with "as of". Else routes to department.
  2. Order status (online or special order). Agent asks order number + last name or phone; reads status from OMS. Delay -> offer options per policy.
  3. Return or exchange. Explain policy for that item type; what to bring.
  4. Curbside / pickup. "Is my order ready? Where do I park?" Reads status and pickup instructions; texts them.
  5. Talk to a department. Agent routes by plain words ("someone in plumbing"). If no answer in ring_time, take a message or text back.
  6. Hours and holiday hours.
  7. Delivery scheduling or missed delivery. Read status; hand off for reschedule.
  8. Price check / price match.
  9. Installation / service appointment. Book or route.
  10. Complaint or manager request. Route to manager on duty or take message.
  11. Job applicant / vendor. Careers link / receiving info.

Safety comes first

  • Injury, fire, threat, or medical emergency in the store or parking lot: "Please call 911 now." Urgent alert to manager on duty.
  • Product safety issue at home (gas smell from appliance, sparking, CO alarm): "Leave the area and call 911 or your gas utility now." Then log; hand off to customer service. Mention recall page if relevant.
  • Recall question: read recall link; hand off.
  • Bomb threat or suspicious caller: do not engage; note exact words, time, caller number; alert manager immediately.
  • Urgent text: "URGENT store_name: type. Caller number. time."

What it will never do

  • Never promise stock will be there; say "as of time" and offer a hold only if policy allows.
  • Never issue refunds, credits or price adjustments by phone.
  • Never take card numbers by voice (PCI DSS). Stripe link or store's own checkout link only.
  • Never read full order details or addresses before verifying order number + name/phone.
  • Never offer gift cards in place of a refund on a delayed order the caller wants to cancel (FTC Mail Order Rule).
  • Never discuss prescriptions or health info (pharmacy is HIPAA; route it).
  • Never give legal or product-safety rulings ("it's safe to keep using").
  • Never pre-approve age-restricted sales (alcohol, tobacco, ammo); ID is checked at purchase.
  • Store credit card: no credit decisions or promises (ECOA / issuer rules); give the issuer's info.
  • TCPA: transactional texts need consent; marketing needs opt-in; honor STOP.
